Concretamente el sector estudiado es el comercio minorista de alimentaci\u00f3n y la existencia de distintos formatos comerciales como son los supermercados e hipermercados, es consecuencia de que los servicios demandados por los clientes de ambas tipolog\u00edas asi como los motivos de elecci\u00f3n de un determinado formato como establecimiento dominante. El conocimiento de estas variables permite a las empresas establecer las bases para el desarrollo de estrategias ofensivas basadas en el crecimiento y en la diversificaci\u00f3n de formatos comerciales. asimismo y con el prop\u00f3sito de analizar los fundamentos para el desarrollo de estrategias defensivas basadas en la gesti\u00f3n de la satisfacci\u00f3n y de la lealtad de la base de clientes, se estudia la formaci\u00f3n de ambos conceptos y se identifican los elementos predictivos de los mismos. El desarrollo anal\u00edtico de esta parte se ha soportado en diversas modelizaciones de los procesos de generaci\u00f3n dela satisfacci\u00f3n y lealtad de los clientes. Se concluye con un modelo b\u00e1sico de gesti\u00f3n de la retenci\u00f3n de los clientes, del que se derivan importantes implicaciones para la gesti\u00f3n de las empresas multiformato.
